Vacation Rental Guest Communication: A Practical Guide begins with a controlled operational boundary. It does not assert a configured LumiTalk capability, integration, compliance state, operating license, property feature, rate, fee, refund, availability, response time, language coverage, guest result or business outcome.

Map the guest journey before writing scripts

Guest communication spans discovery, quote, booking, pre-arrival, check-in, occupied stay, checkout, refund and post-stay concerns. Each stage changes what the team knows and what it may promise. Define the property, listing, platform, merchant, property manager and local contact responsible for every step. A message received is not a reservation, a requested change is not an accepted modification, and a support ticket is not a completed remedy. Publish clear state language and record who owns the next action, deadline, fallback and guest expectation.

Keep prices and fees transaction-accurate

The FTC fee rule covers businesses that offer, display or advertise short-term lodging, including certain platforms, resellers and travel agents. Build responses from the current authoritative rate and mandatory-fee calculation for the dates, occupancy, property and channel. Distinguish taxes and permitted exclusions from mandatory charges according to qualified review. Do not quote an old nightly rate, hide a cleaning or resort fee, call a required charge optional or promise price parity across platforms. Preserve the displayed offer and final amount so discrepancies can be reconstructed.

Explain cancellations and refunds precisely

State the policy version attached to the actual reservation, its channel, dates, deadlines, exceptions and decision owner. Do not promise a refund merely because a guest requested one, and do not state that a platform has approved a remedy unless its authoritative record says so. Separate cancellation, modification, credit, partial refund, security deposit, charge reversal and payment dispute. If safety, accessibility, disaster or listing-accuracy facts may justify an exception, preserve evidence and route to the authorized reviewer. Give the guest a concrete next expectation without prejudging the result.

Describe accessibility from verified facts

Do not use “accessible” as a vague property label. Maintain property-specific facts such as route, entry, door, bathroom, sleeping area, parking, elevator, pool access and communication features, with measurement source and review date. DOJ Title III lodging rules may apply depending on the property and operating model; exclusions and responsibilities require qualified legal review. Offer effective communication and an accessible alternate channel. When a requested feature is uncertain, verify with the property owner rather than guessing from photographs or treating a traveler’s companion as the decision maker.

Separate emergency and maintenance lanes

Publish immediate emergency language for fire, smoke, carbon monoxide, gas odor, medical danger, violence and other local emergencies, including 911 or the appropriate local service. The CPSC advises vacation-rental travelers about smoke and CO alarms, fire extinguishers, pools and elevators. A support agent should not diagnose a hazard or tell a guest it is safe to remain. Distinguish an emergency from urgent habitability, access failure and routine maintenance; assign each a local owner, backup, acceptance target and relocation or remediation decision authority.

Protect identity, access and payment data

Treat email, phone number and booking reference as signals, not complete proof of authority. Verify risk appropriately before disclosing dates, occupants, location details, access instructions, refunds or payment information. Never request passwords, one-time codes or full card data in ordinary chat. Use approved payment channels and PCI-scoped processes. Release door codes only at the configured stage to an authorized guest through the approved channel; rotate or revoke them when risk changes. Suspected listing impersonation, account takeover or diverted payment requires a separate security path.

Clarify platform and property boundaries

A marketplace listing, booking platform, payment processor, host, property manager, owner and local emergency contact can each control different facts. Build a responsibility matrix for listing content, rates, taxes, payment, refund, messaging, access, safety, maintenance, complaints and records. Do not tell a guest “the platform handles it” without identifying the actual next step and owner. Preserve cross-system identifiers and evidence, but do not expose internal notes or another guest’s information. Escalate conflicts between systems instead of selecting the most convenient version.

Test complete journeys and failures

Run synthetic scenarios for a quote with mandatory fees, changed occupancy, duplicate booking, refund request, inaccessible feature, service animal question, suspected scam, payment-channel diversion, unauthorized caller, lost access, CO alarm, pool hazard, medical emergency, noise complaint, platform outage and local permit question. Score factual accuracy, reservation state, price evidence, accessibility handling, identity, privacy, payment boundary, emergency routing, human acceptance and closure. Reconcile records across the booking platform, property system, payment provider, messaging tool and work-order system before expanding traffic.

Use current official authorities as the factual floor, then apply qualified review to the property, operator, platform, merchant, payment flow, jurisdiction, guest, channel and configured workflow. Scope and evidence boundary

This editorial operating framework is not legal, safety, accessibility, privacy, payment or local licensing advice. Applicability requires property- and jurisdiction-specific review. Product claims use verified-product, verified-business, owner-confirmed-pending-artifact, verification-needed or contradicted. Missing evidence creates a research task—not a verdict about LumiTalk.
