Define the after-hours boundary

Specify property time zone, quiet hours, office closure, on-call coverage and platform support for every listing. State clearly that receiving a message does not mean a reservation change, refund, repair or relocation has been approved. Publish separate routes for emergency, urgent safety or habitability, access failure, noise or conduct, payment concern and routine service. Every route needs a property-level primary owner, backup, response target, acceptance state and guest expectation. Put life safety first

For fire, smoke, sounding CO alarm, gas odor, medical danger, violence or another immediate threat, use approved instructions to leave danger and contact 911 or the appropriate local emergency service. CPSC guidance says never ignore an alarming CO alarm and advises moving outside and calling emergency services. Support should not troubleshoot first, diagnose symptoms, identify the hazard source or tell a guest to re-enter. After emergency contact, activate the property owner and preserve minimal facts, location confirmation, time, channel, occupants accounted for if offered, receiver and next expectation.

Handle lockouts without leaking access

A lockout is both a service failure and an identity risk. Verify the guest through the approved booking and contact route before revealing location details, issuing a new code or dispatching access. Caller ID, a reservation name or a photo of an ID sent to open chat may be insufficient or unsafe. Do not request passwords or one-time codes. Define remote lock status, code rotation, physical backup, local responder, accessibility consideration and escalation if a child, vulnerable person, severe weather or medical equipment creates danger. Record every consequential access action.

Escalate habitability and property hazards

No heat, flooding, sewage, electrical issues, broken exterior security, pest exposure, elevator failure or unsafe pool conditions require property-specific assessment by an authorized person. Capture the guest’s words and observable facts without declaring cause or safety. Obtain human acceptance from the on-call property or maintenance owner, then state the approved next expectation. Only the authorized party should decide room closure, repair, relocation, reimbursement or re-entry. If danger becomes immediate, return to emergency services. Preserve photos or documents through a secure approved channel.

Keep refund and payment decisions controlled

Night support may receive demands for a refund, compensation, charge reversal or alternate payment. Identify the reservation, channel, merchant and safe contact, but do not promise an amount or outcome. Preserve the policy version and guest’s stated reason for the authorized owner. Never redirect payment to a new bank, app, gift card, wire or cryptocurrency address from a message. FTC travel-scam guidance flags high-pressure and unusual payment methods. Suspected diversion or account compromise must enter the security path and use independently verified contacts.

Respect platform-versus-property authority

A platform may own payment or cancellation while the property manager owns access and maintenance. Maintain a current responsibility matrix with escalation contacts and evidence requirements. Do not bounce the guest between organizations without creating an owned handoff. Record which party accepted, which case or reservation identifier applies and what the guest should do next. When policies conflict or a platform is unavailable, state the uncertainty and activate the reviewed fallback. Never invent platform authority, use another listing’s terms or expose internal disputes as settled facts.

Support accessible communication at night

Offer relay-friendly calls, accessible digital alternatives and a human exception path. Ask the guest how to communicate effectively without requiring unnecessary disability detail. Verify whether the actual entrance, route, sleeping space or emergency feature meets the stated need; do not rely on a generic label. If an accessibility feature fails during an occupied stay, treat safety and access consequences with the appropriate urgency and local ownership. Applicability of ADA provisions varies by property and model, so qualified owners must maintain the property’s legal and operational plan.

Reconcile every overnight case

At the start of the next operating period, compare calls, messages, platform cases, smart-lock events, work orders, payment records and property-owner acknowledgments. Resolve duplicates, missed acceptance, uncertain reservation state and guest follow-up.
